Pemanfaatan Artificial Intelligence Dalam Meningkatkan Pengalaman Pelanggan Dan Loyalitas Konsumen: Systematic Literature Review

Transformasi digital telah mengubah pengalaman pelanggan dari rangkaian interaksi yang
bersifat reaktif menjadi proses yang semakin prediktif, personal, dan berlangsung secara real
time. Artificial intelligence (AI) digunakan dalam bentuk sistem rekomendasi, chatbot, asisten
virtual, analitik prediktif, pengenalan emosi, serta otomatisasi layanan. Meskipun berbagai
penelitian menunjukkan manfaat AI bagi efisiensi dan personalisasi, pengaruhnya terhadap
loyalitas konsumen tidak selalu bersifat langsung karena ditentukan oleh kualitas pengalaman,
kepercayaan, privasi, transparansi, dan ketersediaan interaksi manusia. Artikel ini bertujuan
mensintesis temuan penelitian mengenai mekanisme pemanfaatan AI dalam meningkatkan
pengalaman pelanggan dan loyalitas konsumen, sekaligus mengidentifikasi risiko, kondisi batas,
serta agenda penelitian berikutnya. Metode yang digunakan adalah systematic literature review
dengan mengadaptasi prinsip PRISMA 2020. Penelusuran terstruktur dilakukan pada artikel
jurnal berbahasa Inggris dan Indonesia yang terbit pada 2017–2024 dengan kombinasi kata kunci
artificial intelligence, customer experience, customer satisfaction, customer engagement, trust,
retention, dan customer loyalty. Sebanyak 24 artikel inti memenuhi kriteria inklusi dan dianalisis
melalui sintesis tematik. Hasil kajian menunjukkan enam mekanisme utama, yaitu personalisasi
berbasis data, responsivitas layanan percakapan, pengurangan usaha pelanggan, konsistensi lintas
kanal, penguatan keputusan melalui analitik prediktif, serta orkestrasi layanan hibrida manusia–
AI. Pengalaman pelanggan menjadi mekanisme penghubung utama menuju loyalitas, sedangkan
kepuasan, kepercayaan, dan keterikatan berperan sebagai mediator lanjutan. AI dapat
menurunkan loyalitas ketika menghasilkan respons yang tidak akurat, terasa manipulatif,
mengabaikan emosi, tidak transparan, atau menciptakan risiko privasi. Implikasi utama penelitian
adalah bahwa organisasi perlu mengukur keberhasilan AI bukan hanya melalui efisiensi biaya,
tetapi melalui kemampuan AI menciptakan pengalaman yang relevan, aman, adil, mudah, dan
tetap menyediakan jalur eskalasi kepada manusia.
